Self-service portals and virtual agents: how requesters raise and solve tickets

What does a requester need?

  • One place to raise a request, with a form that asks only what the desk needs.
  • Status they can see without chasing an agent.
  • Answers to common questions from the knowledge base, ideally before they submit.
  • A way to ask from the tools they already use, such as Teams or Slack.

What is the difference between a portal and a virtual agent?

A portal is a web page: a catalog of requests, a knowledge base and a list of the requester's tickets. A virtual agent is conversational: it answers in chat, asks follow-up questions and can log or resolve the ticket. Many desks now offer both, with the virtual agent inside the portal and in chat tools.

Why do portal caps matter?

Most vendors price per agent and do not charge requesters. A portal cap changes that: when a plan limits how many people can use the portal, the requester count, not the agent count, can decide the plan. monday service includes portal access for up to 10 users on Standard and 100 on Pro, with unlimited users on Enterprise [monday service pricing]; ManageEngine states no limit on the number of end users [ManageEngine pricing]. Count requesters as well as agents before you pick a plan.

How do you test self-service?

Give a requester from outside IT three tasks and no help: find an answer in the knowledge base, raise an access request, and check the status of a ticket from chat. Time each one and note where they got stuck. The trial plan in Desk notes builds this into days 9 to 12.
