What does ITSM cover?
ITSM treats IT as a set of services with owners, targets and costs, rather than a queue of fixes. In practice a service desk tool supports the day-to-day work: logging and resolving incidents, fulfilling service requests, finding root causes through problem management, approving and scheduling changes, and keeping a configuration management database (CMDB) of the systems and how they connect. When the same approach is applied to HR, finance or facilities requests, it is usually called enterprise service management (ESM).
What is ITIL 4?
ITIL 4 is the current generation of the ITIL framework, released in February 2019 [Wikipedia, secondary source]. What changes with the new version of ITIL?
PeopleCert's ITIL pages now introduce 'the new ITIL' and describe it as 'Practical and AI-native by design' [PeopleCert ITIL page]. The new version is organised into modules named ITIL Product, ITIL Service, ITIL Experience, ITIL Strategy and ITIL Transformation, adds an 'ITIL AI Governance' certification, and offers a 'Foundation Bridge' for ITIL 4 certified professionals [PeopleCert ITIL page]. ITIL 4 practices remain the reference most vendors cite today: Freshservice, ServiceDesk Plus and Ivanti all quote ITIL 4-era practice certifications.
Do you need ITIL to buy a service desk?
No. Many mid-size teams start with incidents, requests and a knowledge base, and add problem and change management later. The question to settle before buying is whether you will need change control and a CMDB within two or three years, because those are the capabilities that differ most between the tools we rank, and the ones most often locked to higher plans.
